Task example: “Find the correct replacement mirror for this vehicle, check availability, and send 2–3 options with price and delivery time.”

Internal Communication Support

• Monitor internal team communication during working hours. 
• Respond in the team chat when needed. 
• Help answer basic operational questions.

• Make sure simple questions or tasks do not remain unanswered. 

Task example: “Please check the chat and list all unresolved questions related to today’s vehicles.”

What You’ll Be Doing

• Lead and evolve our customer support strategy, systems, and team as we scale across markets
• Own and optimize support operations, including SLAs, workflows, ticket routing, and knowledge management
• Design and implement feedback loops that turn customer insight into product, policy, and experience improvements
• Track and report on core CX metrics (CSAT, response time, resolution rate, etc.) to inform team performance and company decisions
• Oversee our support platforms and ensure tool usage is efficient, integrated, and evolving
• Build and nurture a high-performing team — from hiring to training to coaching
• Partner with Marketing, Product, and Ops to ensure seamless communication and aligned customer touchpoints
• Lead crisis response, escalations, and sensitive communications with clarity and care

What You Bring

• Proven experience leading customer support or CX teams in a high-growth DTC or e-commerce environment
• Strong command of support platforms (e.g., Zendesk, Shopify, Klaviyo) and automation tools
• Operational mindset: you love process design, SOPs, and scalable systems
• Deep understanding of CX metrics and the ability to use data to drive continuous improvement
• Experience managing remote teams across multiple time zones

Requirements:

• 3–5+ years of experience in client service management / VIP Support / Customer Success; experience in providing personalized support and working with VIP / Premium segments is a plus;

Responsibilities:

1. Team Management and Coordination
– Organize and coordinate the VIP Support team to ensure stable and efficient operations;
– Oversee shift planning, workload distribution, discipline, and adherence to work procedures;
– Manage team headcount: participate in planning, optimize team structure;

2. Standards, Processes, and Quality Control
– Participate in the development and final approval of VIP Support service standards, procedures, and internal processes;
– Ensure compliance with established standards and processes;
– Initiate and implement improvements to enhance service quality;

3. KPIs, SLA, and Client Metrics
– Monitor and control key performance indicators (KPI, SLA, CSAT, etc.);
– Analyze deviations, risks, and factors affecting metrics;
– Prepare recommendations to improve metrics and client experience;

4. Root Cause Management and Corrective Actions
– Review root cause analyses prepared by the Project Coordinator;
– Approve corrective measures and monitor implementation;

Core Responsibilities

• Player Support via Live Chat: Handle inbound player inquiries through live chat and email - account issues, bonuses, payments, and general platform questions.
• Outbound Calls: Conduct outbound calls when required to follow up on unresolved cases, clarify player issues, or complete verification procedures.
• Issue Resolution & Escalation: Resolve standard and complex player issues independently; escalate edge cases to relevant teams (Antifraud, Billing, Retention) when necessary.
• CRM & Ticket Management: Accurately log all interactions in the CRM system, maintain case documentation, and follow established support workflows and scripts.
• Quality & Compliance: Follow quality standards, internal guidelines, and responsible gambling policies in every player interaction.

Requirements

• 1 year of experience in a customer support role — preferably within iGaming, betting, FinTech, or a closely related industry.
• Strong written English communication skills (B2+ level); ability to convey information clearly and professionally in chat and email.
• Confident verbal English for outbound calls and voice communication when needed.
• Proficiency with CRM and chat systems (LiveChat/Helpdesk/Intercom/Zendesk); comfortable navigating multiple tools simultaneously.
• Stress-resistant and solution-oriented — able to stay calm and constructive with demanding or frustrated players.
• Basic understanding of iGaming mechanics: casino products, sports betting, bonus structures.
• Own equipment required: personal computer/laptop meeting minimum performance requirements, stable internet connection (min. 20 Mbps).

Working Hours: Rotating shift schedule — 2 days on / 2 days off, 12 hours per shift
